The engagement objective

Through the initial discovery, Marketways defined the objective: coordinate experience, service recovery, loyalty and operational reliability.

How Marketways translated the problem

We began with a practical question: Where does the experience break across booking, arrival, stay, travel and recovery? The first analysis used journey events, feedback, complaints, recovery, loyalty and operations.

That evidence could not be read in isolation. Partners and departments own different stages, while the guest experiences one journey. Frequent use, high spend and true incremental loyalty are not equivalent.

An overall satisfaction score would have averaged away the moments where trust was won or lost. We connected experience evidence to the operating event and recovery decision that the organisation could change.

We did not judge each component by its isolated KPI. We examined how people, assets, decisions and constraints affected one another, then used the evidence to test whether an apparent improvement would strengthen the complete system or merely move cost, pressure or risk elsewhere.
